At Proximus, a single routine service request can trigger over 1,000 messages across our microservice architecture. For years, resolving an incident meant engineers manually filtering through those messages, pulling in colleagues across teams, and spending two to four hours — sometimes days — before a root cause even emerged.

We set out to change that by building an orchestrated AI agent with Camunda, embedded directly into the same processes that already run our network activation workflows. Rather than treating AI as a bolt-on, we combined deterministic process steps with agent reasoning in a single model — keeping reliable, straight-through automation exactly as it was, and adding AI judgment only where it was genuinely needed.

In this session, we'll share the full arc of our journey: the guardrails we put in place to keep the agent from acting outside its defined scope, how we built a knowledge base that learns from expert feedback over time, and what happened when we first showed it to our operations colleagues. Their role in its failure taught us everything we needed to know to make it succeed.
